Training sandbox builds technical confidence for banking associates
Training sandbox builds technical confidence for banking associates
Intro
In financial services contact centers, it typically takes 90 to 120 days for new associates to reach steady-state performance metrics. During that ramp, customers feel the gap through longer handle times, more transfers, and inconsistent service. Early attrition compounds the problem. Associates who feel unprepared for live calls leave, and the hiring cycle starts over.
One bank broke the cycle with a custom-coded training sandbox that replicated all the systems they navigate to build their confidence and expertise before taking live calls.
The problem
A leading U.S. national bank’s retail banking network operates across dozens of U.S. contact center sites, with hundreds of associates at each location. The retail banking organization spans multiple lines of business — banking, deposits, credit card support, and billing and disputes.
The bank’s business already knew the core issue: new hires needed far more practice before facing live customers than they were getting. Traditional classroom training left associates underprepared. When they reached the floor, many experienced “job shock” — the jarring gap between training and the reality of handling real customer calls. That shock drove early attrition and slowed speed to proficiency.
The bank realized it had resource and capability gaps to meet its learning needs. It looked for a partner to bring core learning and performance expertise and technology innovation.
Our solution
Successful associate training requires building two sets of skills – expertise in helping customers and systems expertise to know where and how to resolve issues.
To solve the systems training gaps, TTEC built a custom-coded, simulated sandbox training environment that was a digital replica of the technical environment associates used to serve the bank’s customers. The sandbox simulates the live production systems but uses fake customer data and exists completely outside the production environment. It gives trainees a safe space to practice without putting real customer information or live systems at risk.
The bank chose TTEC based on our proven expertise. TTEC had already developed similar solutions for other financial firms, as well as for clients in the communications and healthcare industries. We provide the benefit of dedicated systems, not just theory.
The sandbox provides a realistic simulation of the production environment, enabling authentic system navigation and task execution. For this client, it was purpose-built around 58 defined use cases for its associates, reproducing only the workflows, screens, and functionality needed to support those scenarios rather than the entire production system. It contains replicas of more than 10 actual systems for the bank’s contact center, including CRM, document systems, billing, claims, and other platforms.
Instead of watching training videos or sitting over the shoulder of a trainer, associates can safely experience the systems themselves. The sandbox can be reset after each training session, and multiple users can conduct the same tasks, rather than only one at a time like other training simulators.
Associates practice the exact steps needed for real customer scenarios with context that build muscle memory. As they build systems experience, they don’t have to think as much about the technical pieces of a customer interaction and instead can focus their attention on providing empathy and building rapport with customers.
TTEC partnered with the client not only for our own associates, but also to provide value across the entire organization. The sandbox is an enterprise solution accessible to the entire retail banking network — available to all vendors, all sites, internal teams, and other partners. Thousands of people could access it annually.
The engagement also changed TTEC’s relationship with the bank. This project required TTEC to pass the bank’s technology and cybersecurity vendor approval process, which enhanced our strategic value beyond our traditional contact center services.
Results
The sandbox is still in early stages and metrics have not yet been collected. Expected outcomes include faster speed to performance, lower average handle time (AHT) early in tenure, better customer satisfaction (CSAT), better first contact resolution (FCR), lower transfer rates, reduced early attrition, and higher agent retention.
For BFSI clients, tenure is the biggest driver of proficiency. If the sandbox gets new associates ready 30 days sooner, the value is significant — in lower hiring costs, better customer experiences, and associates who feel confident from day one.
