Proof, not promises:
When a safety recall lands, every customer contact carries weight. Owners need clear guidance and reassurance, and the reputational and regulatory stakes are high. For leaders who run customer operations, the question isn't whether contact volumes will spike; it's whether the operation is ready before the first customer inquiry arrives.
That was the reality for a major automotive OEM during the Takata airbag recall, one of the largest and most high-profile automotive safety recalls in recent history. Globally, tens of millions of vehicles were affected. TTEC ran the customer-facing operation that carried the OEM's customers from first notice to completed repair, and turned the contact center into a source of intelligence for the entire program.
The problem
The OEM's recall program developed in phases. It began with an urgent “stop drive” campaign covering about 600 vehicles, then expanded to a much larger population across multiple brands.
Volume wasn't the only issue. This was a safety-critical recall. Customers had to understand the seriousness of the issue and act quickly, while the retailer network had to complete repairs within available workshop capacity. Every step required close coordination among TTEC, the OEM, retailers, aftersales teams, recovery providers, and mobility partners.
The pressure points were clear:
- Customers received an urgent safety message and wanted immediate reassurance.
- Some needed their vehicle recovered or alternative transport arranged.
- Retailers had finite workshop capacity and uneven availability, so many customers called back when they couldn't get an immediate appointment.
- Recall communications drove high levels of inbound contact.
- Information had to stay consistent across five brands and a large retailer network.
There was a further complication. Many affected vehicles were older, and a share of their owners had moved away from the authorized retailer network to independent garages. The OEM needed to reach these customers, too.
The contact center couldn't simply answer questions. It had to become part of the recall response itself, helping customers know what to do while helping the OEM manage demand and spot issues developing across the network.
TTEC already represented the OEM's customer operation and regularly supported major and minor recall and product campaigns throughout the year.” Recall management was an established capability for our team, built on a proven framework: due diligence, risk assessment, demand forecasting, and operational planning before every launch. That meant we didn't have to build a recall operation from scratch. We had the processes, experienced people, governance, and ability to scale quickly.
Our solution
Given the safety implications, we treated the program differently from a standard rise in contact volume. TTEC established a dedicated recall support function and equipped our associates to handle customers from initial notification through repair completion.
Whether a customer owned a vehicle from any of the brands, they reached the same recall operation. That created consistency for customers and gave the OEM a central view of the whole program.
Associates managed the full journey:
- Explaining the recall, giving clear safety guidance, and helping customers who were unsure whether their vehicle was affected
- Coordinating priority retailer bookings
- Arranging vehicle recovery when customers couldn't safely drive, plus courtesy vehicles and alternative mobility where appropriate
- Managing escalations, complex cases, and vulnerable customers
- Capturing detailed contact reasons and case information, and feeding regular management information (MI) back to the OEM
We ring-fenced trained associates for recall demand and rapidly briefed and upskilled frontline colleagues on the recall process, customer messaging, escalation routes, and mobility arrangements. We built recall-specific scripts, FAQs, and knowledge material, and introduced dedicated call routing and queue management. New Salesforceclassifications identified recall contacts and cases, while clear escalation routes covered safety, vulnerability, and mobility issues. Enhanced MI tracked demand, contact drivers, and case aging, and resource levels flexed as demand shifted.
Most importantly, we didn't manage the operation by headcount alone. We tracked why customers were contacting us, where they were struggling, and where the retailer network was constrained. When customers couldn't get appointments, that became an operational issue to investigate, not just another call to handle. Decisions were based on what customers were telling us, not simply on volume.
Rebuilding relationships
Safety remained the priority throughout the recall, with every interaction focused on helping customers understand the issue and access the support they needed.
For some owners, particularly those who had moved away from the authorized retailer network, the recall provided an opportunity to reconnect with the manufacturer. By delivering clear guidance, coordinating repairs and supporting customers through an unfamiliar process, TTEC helped create positive interactions that could rebuild confidence in the brand and its retailer network.
Where appropriate, associates could also highlight the benefits of manufacturer-trained technicians, genuine parts and vehicle-specific technical expertise, helping customers understand the value of the authorized network beyond the recall itself.
Results
The program gave the OEM a dedicated customer operation that could support a complex, multibrand safety recall while the wider organization and retailer network focused on completing physical repairs.
TTEC established a dedicated recall operation within the required program timelines, providing a consistent customer support model across multiple brands. Enhanced management information (MI) and CRM tracking gave the OEM greater visibility of recall demand, case volumes, case ageing, contact reasons and mobility requirements, while supporting closer coordination between the contact center and retailer network.
In one reporting period alone, we reviewed more than 1,055 recall-related contacts. The main themes were vehicle safety, appointment availability, repair timescales, and courtesy vehicle and mobility arrangements. That insight evolved the contact center into extra source of intelligence for the OEM, showing where the customer journey was working and where intervention was needed – often earlier than traditional reporting could.
The program demonstrated the value of an experienced automotive CX partner during a safety-critical event. By combining established recall management expertise, consistent customer support and actionable operational insight, TTEC helped the OEM manage a complex recall while keeping customer safety and confidence at the center of the response.
